Black Friday customer service: they be huntin' bargains

Black Friday now opens a customer service peak that runs from late November through the January returns, and most of that demand arrives online and in the contact center. For retailers on Genesys Cloud, the way through is to shape how the demand reaches agents: callbacks in place of hold queues, a shift to WhatsApp or Messenger when live chat fills up, and forms that capture the contacts nobody can serve live. In the wee hours of the Friday after Thanksgiving you will find me, bloated with turkey and stuffing, emblazoned in orange in the woods somewhere in my quest for the Great American White-Tailed Deer. For many years, as I drove down dark roads on the way to my hunt, I would pass other cars full of bleary-eyed people on a different kind of hunt.

They be huntin' bargains.

Black Friday has lost some of its retail dominance in the era of online shopping and sophisticated logistics networks, but it still holds a place in our psyche as the unofficial starting gate for the holiday shopping season.

The two hunts have more in common than you might think. Both start before dawn. Both reward the ones who scouted and planned. And both can end with somebody going home empty-handed and grumpy.

So why am I telling you about deer stands and doorbusters? Because I've spent much of my career on the other side of that second hunt, helping companies figure out how their contact centers talk to customers. These days I do that at TrueEngage, where we extend Genesys Cloud to help businesses handle the holiday rush with callbacks, flexible channels and well-timed engagement. Fewer shoppers give up in the queue. The agents answering them get a fighting chance.

The hunt moved indoors: Black Friday is now a peak season

The parking lot campers are fewer these days, but don't mistake that for a slowdown. The hunt simply moved to the couch.

According to the National Retail Federation, a record 202.9 million Americans shopped between Thanksgiving Day and Cyber Monday in 2025. Over the whole weekend, more of them shopped online (134.9 million) than in stores (129.5 million).

Adobe clocked $11.8 billion in U.S. online spending on Black Friday alone, up 9.1% from the year before. On Cyber Monday evening, shoppers were spending $16 million every minute.

But don't let the headline day fool you. Cyber Monday actually outsold Black Friday online by nearly $2.5 billion. And the whole five-day Cyber Week, for all its fanfare, made up only about 17% of the $257.8 billion Americans spent online between November 1 and December 31, according to Adobe's season wrap-up. Black Friday is opening day. It isn't the season.

All those shoppers have questions. Does this promo code stack? Will it arrive before the 25th? Is the blue one in stock? Can I return it if Aunt Linda hates it? The crowd that used to press against the glass doors at 5 a.m. now presses against your contact center.

And for a lot of retailers, the busiest day there won't be Black Friday at all. It might be the morning your own promo email lands. It might be the last day to ship for Christmas, when every "where's my order" question shows up at once. It might be December 26, when the gift cards come out and the returns start rolling in. The peaks move around, and they keep coming for weeks.

Spare a thought for the folks in the headsets: peak season in the contact center

Anyone who has worked retail's peak season knows the feeling. The queue counter climbs. The wallboard turns red. The same question about the same shipping cutoff comes in for the hundredth time, and the customer asking it has already been waiting long enough to be annoyed before the agent even says hello.

That agent didn't set the promo. They didn't pick the carrier. They just showed up for their shift and inherited everybody's frustration. (Some of them also cooked Thanksgiving dinner the day before. Be nice to them.)

AI is pulling real weight here. Chatbots and agentic automation are handling more and more of the "where's my order" and "what's your return policy" questions that used to swamp the queue, and we should be full throttle on that.

But automation doesn't make the peak disappear. It changes what's left. The contacts that still reach a live agent are the ones the bot couldn't solve: the gift that showed up broken, the order that went to the wrong address, the shopper who already tried the bot twice and is now running low on holiday cheer.

Fewer of the easy ones. More of the hard ones. And on the busiest days of the year, those are exactly the conversations your agents are walking into and the ones they need to solve.

And here's the part that should keep revenue leaders up at night: a peak is a demand problem as much as a service problem. The shopper who gives up in the queue doesn't wait patiently for things to calm down. Plenty of them open a new tab and buy from someone else. Every abandoned contact during peak season is a hunter walking out of the woods with an unfilled tag.

You can't hire your way out of a season of spikes that land on different days every year. The math doesn't work, and the training time certainly doesn't. What you can do is change how the demand reaches your people.

Hunt smarter: callbacks and channel options for peak demand

Any deer hunter will tell you that you don't chase a buck through the woods. You scout. You figure out where they move and when. You set up in the right spot and let the hunt come to you.

That's the idea behind how TrueEngage extends Genesys Cloud for Black Friday customer service and the rest of peak season. Shape the demand so your agents can actually serve it, and so you don't lose the sale along the way, instead of sending every shopper to the same queue at the same moment.

Callbacks that respect everyone's time

With TrueEngage, shoppers can ask for a callback, right away or at a time that suits them, straight from your website. The request lands as a native Genesys Cloud callback on the queue you choose. When wait times climb past a threshold you set, the "call me now" option steps aside and shoppers pick a scheduled slot instead, with capacity limits per slot so bookings match your staffing. The customer keeps their place in line without listening to hold music. (Nobody needs a fourth loop of the same smooth jazz.) The agent gets a steady, predictable queue instead of a wall. The details are in the knowledge base article on web callback requests.

Channels that flex with the load

The TrueEngage widget checks expected wait times from Genesys Cloud every 30 seconds. If live chat gets swamped, the widget can quietly hide it and point shoppers toward WhatsApp or Facebook Messenger instead. A five-minute question doesn't need a real-time conversation, and your live agents stay free for the ones that do. More on how this works in enhanced web messaging.

Capture the demand you can't serve live

Branded contact and lead forms can appear at peaks, after hours, or when a shopper is about to leave the page. A visitor who would have bounced becomes a lead you can follow up with once the rush passes.

Show it on video

Some questions are just easier to answer when you can see the thing. With a chat-to-video upgrade, an agent can move a chat into a live video conversation with one click while the chat stays open. Is this the right part? Which cable goes where? Problem solved in a fraction of the back-and-forth.

Reach the shoppers who are ready to buy

Rule-based engagement can open a conversation on your high-intent pages based on time on page, scroll depth or exit intent. The goal is to start the right conversation with the right shopper at the right moment. Think of it as a well-placed tree stand.

Scout for next year

The built-in TrueEngage reporting module shows capacity and seasonality by hour, day and week, plus which channels your customers actually prefer. It reveals where your peaks really land, which may not be where you expected. That's your trail camera footage for next season.

All of it installs from the Genesys AppFoundry with no custom Genesys development required. Interactions stay queued, routed, recorded and reported natively in Genesys Cloud, so your agents work the way they already work.

We've seen this approach in practice. A European hotel group with seasonal peaks and limited specialist staff put callback requests, wait-time indicators and alternative digital channels in front of its guests, and saw lower abandonment as a result. Retail's season has its own rhythm, but the principle is the same.

Get in the stand early: prepare your contact center for peak season

Opening day is November 27 this year. But the season runs right on through Cyber Monday, the shipping cutoffs, Christmas Eve and the January returns. The best time to get ready was months ago. The second-best time is now.

Your shoppers will be up early. Your agents will be in their headsets. The only question is whether the demand finds its way to the right place, or whether it walks back to the truck with nothing to show for the morning.

If you're running Genesys Cloud and want to see how callbacks, channel shifting and smarter engagement could work on your site before the season kicks off, let's talk. Book a demo with TrueEngage and we'll walk you through it.

Happy hunting.

Questions people ask

When is Black Friday 2026, and when does the contact center peak?

Black Friday 2026 is November 27 and Cyber Monday is November 30. For the contact center, the peak rarely sits on one day. It follows promo emails, the last shipping dates before Christmas and the returns that start on December 26, so most retailers see several spikes between late November and mid-January.

What happens to a callback request when every agent is busy?

It is created as a native Genesys Cloud callback on the queue you choose, so it waits its turn like a call would, with the shopper's number and context attached. When the expected wait is above the threshold you set, the TrueEngage widget stops offering "call me now" and offers scheduled slots instead, with a capacity limit per slot that matches your staffing.

Does the widget decide to hide live chat on its own?

It follows a rule you set. The TrueEngage widget reads the expected wait time from Genesys Cloud every 30 seconds, and when the wait for a channel passes the threshold, the widget hides that channel and shows the alternatives you chose, such as WhatsApp or Messenger. When the wait drops, the channel comes back.

Does any of this change how Genesys Cloud routes or records?

No. TrueEngage installs from the Genesys AppFoundry, and every interaction it starts is queued, routed, recorded and reported in Genesys Cloud as it is today. The widget changes which option a shopper sees and when; Genesys Cloud handles everything after the shopper chooses.
